案例一是谁带错了厅房

事情经过:

一个晚上,酒店中餐客人络绎不绝,餐厅咨客忙着迎来送去,满头大汗。这时6位香港客人在一位小姐的引导下来到了二楼中餐厅。咨客马上迎了过去,满面笑容地说“欢迎光临,请问小姐贵姓?”这位小姐边走边说:“我姓王”,“王小姐,请问您有没有预订?”“当然了,我们上午就电话预订好了‘牡丹厅’。”咨客马上查看宾客预订单,发现确实有一位王的小姐在上午预订了“牡丹厅”,于是咨客就迅速把这批客人带进了“牡丹厅”。

过了半个小时,餐厅门口又来了一批人,共有12位客人,当领队的王小姐报出自己昨天已经预订了“牡丹厅”时,餐厅咨客发现出了问题,马上查阅预定记录,才发现原来今晚有两位王姓小姐都预订了厅房,而咨客在忙乱中将两组客人安排进了同一间厅房。餐厅咨客为了补错,立即就把客人带到了“紫荆厅”,客人进房一看更加不满意了。王小姐满脸不高兴地说:“我们预定的是一张12人台,这是一张10人台的厅房,我们12个人怎么坐得下?”王小姐不耐烦地径直到“牡丹厅”一看,里面的客人已开席了,12人台只坐了7个人,咨客看了看这么多的客人,为这不恰当的安排而再次赔礼道歉,但是这12位客人仍然怎么也不愿意坐进这间10人厅房。“你们这么大的酒店,居然连预订都会搞错,还开什么餐厅!同意了我的预订就要兑现,我就要去牡丹厅,其它的厅房我都不去!今天我的客户很重要,这样让我多没面子,把你们的经理找来!”王小姐突然生气起气来。“十分抱歉,这是我们的工作失误,这几天预订厅房的客人特别多,我们弄乱了,请你们先进房间入座,我们马上给你们加位好吗?”餐厅经理急忙过来好言好语地解释。“我们这么多人坐得如此拥挤,让我多么没有面子!好像我宴请朋友非常小气一样。”“对不起,这是我们的错误,今天客人太多,请多多原谅。”看着这群饥餐渴饮的客人进了紫荆厅房,经理和咨客才松了一口气,但看到这群客人坐得那么拥挤,咨客心里又过意不去,这正是因为自己工作失误带来的错误。

分析:

1、咨客应该在为客人预订的时候把客人的中文全名和联系电话记下来,在客人到达时咨客要先核对客人的全名和电话,再把客人带到预定好的厅房就餐。

2、即使带错厅房也应尽量安排客人到座位数与人数相应的房间。

处理结果:

1、咨客与经理均对客人诚恳道歉。餐厅咨客为了补错,立即把客人带到了10人台的厅房“紫荆厅”。

2、为客人提供额外的优惠,如送果盘、甜品、打折等,以此表达餐厅因为本身工作失误给客人造成麻烦的歉疚之意。

3、再次当众向王小姐一行客人表示歉意,使她在朋友们面前挽回面子,也充分让客人感觉到他们是餐厅重要的客人。

4、以此事件作为经验教训,培训全体员工,规范服务流程,务求所有员工明确顾客第一的意识。

案例二你们刚才点的就是这道菜

事情经过:

一天,赵先生在酒店的中餐厅请客户吃饭。点菜时,有一位客户点了一道“白灼基围虾”,但记菜名的服务员没注意听,把它误写为“美极基围虾”。

当菜端上来以后,赵先生感到很奇怪,立即把服务员叫来,清楚地表示:“小姐,我们要的是‘白灼基围虾’,这道菜你上错了,请你赶快给我们换一下。”服务员一听不乐意了,辩解说:“刚才这位先生点的就是‘美极基围虾’,肯定没错。不信把菜单拿来核对一下。”她的话把刚才点这道菜的客人弄得很不高兴,赵先生的脸也沉下来了说:“请小姐把点菜单拿来给我们看一下吧。要是你错了,得赶快给我们换。”服务员过去拿来点菜单,赵先生等人一看,上面果然写的“美极基围虾”。这一下,大家都感到奇怪了。刚才位客人明明说的是“白灼基围虾”,大家都听的很清楚,但现在怎么就成了“美极”了呢?那位服务员心里知道,自己当时一定是走神了,根本就没听清楚到底是“白灼”还是“美极”,但想到“美极基围虾”这道菜点的人多,想当然就记成“美极”了。可是,她害怕赔偿,怎么也不肯主动承认是自己记错了,还是指着菜单硬说客人当时点的就是“美极基围虾”,菜根本没上错。这时候,赵先生请的那位客人实在坐不住了,他有些气愤地说:“把你们经理叫来,我有话对他(她)说。”

服务员极不情愿地去叫来了经理。这位经理大概已经听服务员汇报了情况,他走过来后便说:“不好意思,你们刚才点的就是这道菜。我们店服务员都是经过严格考核和培训的,记忆力都很好,在客人点菜时会如实地记下每一道菜名。。。”大家本以为这位经理回过来

赔礼道歉,把菜给换了,但没想到他居然会说出这种话!经理这番话的意思很明显:不是店方错了,而是赵先生等客人错了。事情到这种地步,完全没有回旋的余地了。客人愤怒地拂袖而起,说道:“好吧,请你赶快给我们结账吧!”赵先生见此情景,也觉得很是尴尬,劝也不是,不劝也不是。愣了一会之后,他才赶忙对那位客人赔不是说:“真对不起,请原谅!以后再也不到这种餐厅来吃饭了!”

分析:

1、在发生类似顾客投诉时,服务人员应明确要多站在顾客的立场为其设想,树立“顾客至上”的意识,餐厅的服务使客人满意才能有长远的生意和对自己有长远的帮助。所以在我方出错时应首先诚恳认错,然后承诺马上给客人换成白灼基围虾,再报告上级,承认错误。

2、如服务员没有做到位,经理出来面对客人时也应如此处理,并可以根据客人反应给予客人该道菜打折或者全单打折或者送果盘的优惠。

3、应关注餐厅的员工素质和服务素质,需加强培训,采取适当的奖惩措施,防止以后再发生气走顾客的事例。

处理结果:

1、餐厅经理出面赔礼道歉,把美极基围虾撤掉,让厨房马上做白灼基围虾,给客人换上。送上水果盘,并优惠打折以示歉意。

2、让犯错误的服务员赔偿撤掉的美极基围虾。

3、以此事作为经验教训,培训全体员工,务求所有员工提高顾客服务意识。

案例十服务中的语言艺术

事情经过:

酒店餐厅午餐营业时间,一?来自台湾的旅游团在此用餐。当服务员小孙发现一位70多岁的老年人的饭碗已是空了时,就轻步上前柔声问到:“请问老先生,你还要饭吗?”那位老先生摇了摇头,小孙又问到;“那么老先生,你完了吗?”只见那位先生冷笑起来:“小姐,我今天已经70多岁了,自食其力,这辈子还没落到要饭的地步,怎么今个儿我倒要向你要饭了呢?我的身体还硬朗着呢,一下子不会完的!”小孙听了客人的话感到很奇怪,心想,我问你要不要饭,意思是说要不要添加饭,你怎么把自己和乞丐联系起来呢?小孙脸上不自然地笑了笑,对客人的不满她不知何意。

分析:

1、服务人员要了解消费者遵守的风俗和习惯,在平时也应多观察学习各地客人的忌讳和偏爱,在接待服务过程中注意避免说错话,做错事,否则会使消费者处于尴尬局面,或使其扫兴,影响其对餐厅的印象。

2、服务员在工作中应该恰当地使用服务用语。这些服务用语是人们在特定的环境中总结归

纳而成的。在本案例中,服务员在为客人添饭时,本来是出于主动为客服务的热心,但因所讲的话不顾场合和对象,不符合礼貌服务用语之规范,因而在无意中伤害了客人,这是服务人员要尽量避免的。

处理结果:

1、小孙和经理向客人道歉。

2、管理人员批评教育了小孙,并以此事作为经验教训,培训全体员工,务求所有员工提高服务意识和语言技巧。
